Context-at-connect for inbound calls

A call lands in the Amazon Connect queue. The AI agent reads the caller's Salesforce record and any Amazon Lex intent captured in the IVR path, and presents the Connect agent with a brief — who the customer is, what they have asked before, and what the IVR suggested they want now. The agent is not starting blind on a customer they may have served before.

Digital channel response drafting

Amazon Connect handles email and chat alongside voice. For a digital channel contact, the AI agent reads the message content and the customer's Salesforce history, and drafts a response grounded in the knowledge base. The Connect agent reviews and sends, rather than writing each digital response from scratch across a mixed-channel queue.

Wrap note automation

After a call closes, the AI agent reads the Contact Trace Record — duration, queue, disposition, Lex intent — and drafts the after-call note for the Salesforce case. The agent confirms and submits. In a high-volume Connect deployment, this reduces wrap-up time per contact and improves the consistency of case notes across the team.

Amazon Connect sits at the Engage and Resolve stages — where the customer is actively in contact and the agent must respond. FAQ

We use Amazon Connect alongside a non-Salesforce CRM. Can this still work?

The Agentforce agent reads data from Salesforce as its primary CRM source. If your CRM is outside Salesforce, the scope changes — the AI agent needs a data source it can read. Emerge reviews your CRM configuration in Discovery and confirms the integration approach.

Does the AI agent have access to our Amazon Connect call recordings?

Call recordings stored in S3 are a separate data source from the Contact Trace Record. If transcript-based context is in scope, Emerge reviews the transcription setup in your Connect environment and designs the retrieval accordingly. Recording access is governed by your AWS IAM policy and any applicable compliance obligations.

We built custom Lambda functions in our Connect flows. Will those be affected?

No. The Agentforce integration is additive — it reads from Connect via API and writes to Salesforce. Your existing Lambda functions and contact flows are not modified as part of this engagement.
