Bring Agentforce into the Genesys Cloud CX contact centre

Genesys Cloud CX handles a large share of inbound volume for enterprise contact centres across Gulf financial services, government, and telecoms. Agents working Genesys queues need fast access to the right customer context, the right knowledge, and a prepared response — without switching to a second screen for every interaction. When Emerge Digital connects Genesys Cloud to Salesforce Agentforce, an AI agent reads the active interaction record, pulls the customer's Salesforce history, and prepares a draft response or a next-best action recommendation for the contact-centre agent to review. The AI does the retrieval and drafting; the Genesys agent stays in the flow and decides what goes to the customer.

What this unlocks

  • Contact-centre agents see a Salesforce customer summary alongside the Genesys interaction, so they have purchase history, prior cases, and open opportunities without leaving Genesys.
  • An AI agent matches the interaction topic to the knowledge base and prepares a suggested response, reducing the time a Genesys agent spends searching for the right answer under queue pressure.
  • After-call work notes drafted in Salesforce, drawn from the interaction transcript, so agents spend less time on wrap-up and records stay consistent.
  • Wrap codes and disposition categories suggested by the agent based on interaction content, reducing miscoding in high-volume contact centres.

In the customer journey

Queue-pressure response drafting

When a customer contact arrives in Genesys, the AI agent reads the interaction type, pulls the customer's Salesforce case history, and surfaces a suggested response or knowledge article. The Genesys agent reviews and sends, cutting the time from interaction open to first response in a high-volume queue.

After-call work reduction

Once a Genesys interaction closes, an AI agent reads the transcript, drafts the after-call notes, and proposes a wrap code. The agent confirms and submits, rather than writing everything from scratch while the next contact waits.

Escalation context briefing

When a contact needs to escalate from a Genesys digital queue to a specialist, the AI agent prepares a case summary and prior-interaction brief so the receiving agent is not starting cold — a common pain point in large enterprise contact centres running mixed digital and voice channels.

Genesys Cloud CX sits at the centre of the Engage and Resolve stages — where a customer in active contact needs a fast, accurate, human-reviewed response. For Gulf enterprise organisations running high-volume contact centres under strict governance, the integration's value is at the interaction layer: AI-prepared context and drafts reviewed by a person before anything is sent.

How Emerge integrates Genesys Cloud CX

Emerge Digital connects Genesys Cloud CX to Salesforce Agentforce as a consulting engagement. We start by mapping which Genesys interaction data — queue, channel, interaction type, transcript — the AI agent should read, and which Salesforce objects — Cases, Contacts, Knowledge articles — it should draw from. We configure the permissions so an agent reads what it needs and writes only what the process allows, and we design the review step so a human contact-centre agent confirms every draft before it reaches the customer. The engagement is scoped and delivered in phases; it does not require replacing your existing Genesys configuration.

How we structure an engagement

FAQ

Does this require a Genesys Cloud API licence tier above what we have?

It depends on which Genesys API endpoints your current licence includes. Emerge reviews your Genesys contract scope in the Discovery phase and confirms what, if anything, needs to change before integration work begins.

Will this work with our existing Genesys routing rules and queues?

Yes. The integration reads from Genesys rather than modifying it, so your existing routing, IVR, and queue configuration is unchanged. Changes to Genesys routing are out of scope for this engagement.

Can the AI agent respond directly to the customer without a human in the loop?

The default design for enterprise contact centres Emerge recommends is that the AI drafts and the Genesys agent reviews and sends. Fully automated response paths — where the AI sends without a human reviewer — are configurable but require explicit sign-off from your governance team and are discussed during scoping.
