Add Agentforce context and response drafts to NICE CXone interactions
NICE CXone runs high-volume contact centre operations for large enterprises across banking, insurance, and business process outsourcing in the GCC. Contact-centre agents working in CXone handle interactions where speed and accuracy both matter — and where checking Salesforce manually for each contact adds friction the queue cannot afford. When Emerge Digital connects NICE CXone to Salesforce Agentforce, an AI agent pulls the customer's Salesforce record when a CXone interaction opens, matches the interaction to the right knowledge, and prepares a suggested response for the agent to review. The work of retrieval and drafting shifts to the AI; the contact-centre agent keeps the decision.
What this unlocks
- The customer's Salesforce case history, contact record, and recent interactions surface alongside the active CXone contact, so the agent has context without a manual lookup.
- An AI agent reads the interaction topic and prepares a draft reply or knowledge-base reference, reducing the time agents spend searching during live contacts.
- Disposition codes and wrap notes suggested based on interaction content, so after-contact work takes seconds rather than minutes in a high-volume environment.
- When a NICE quality management team reviews recordings, summarised interaction notes from Salesforce are available alongside the transcript, reducing review time per contact.
In the customer journey
Interaction context on demand
A new contact arrives in the CXone queue. The AI agent reads the contact record, pulls relevant Salesforce history, and presents the agent with a brief summary of who the customer is and what they have asked before — before the agent says the first word.
Draft for approval
For email and digital channel contacts, the AI agent drafts a suggested reply based on the interaction content and knowledge base. The CXone agent reviews and sends. In a BPO environment handling hundreds of digital contacts daily, this matters for both speed and consistency across agents.
Quality review acceleration
NICE analytics surfaces which interactions need QA review. For each flagged interaction, the AI agent prepares a structured summary from the Salesforce notes, giving a quality manager a faster starting point for the review rather than listening to a full recording cold.
NICE CXone belongs in the Engage and Resolve stages — where an active customer contact needs a fast, informed, accurate response from a contact-centre agent. In the Optimise stage, NICE analytics data about handle times, wrap codes, and quality scores can inform which Agentforce workflows need tuning based on what is and is not working.
How Emerge integrates NICE CXone
Emerge Digital connects NICE CXone to Salesforce Agentforce as a consulting engagement scoped across Discovery, Pilot, and Enterprise phases. In Discovery, we map the CXone interaction types and channels in scope, the Salesforce objects the AI agent should read, and the governance rules that define what the agent can and cannot do. In the Pilot, we build and test the integration on a single queue or channel before rolling to the full contact centre. The delivery is not a plugin — it is a configured integration tailored to your CXone environment.

FAQ
Does NICE CXone have a Salesforce connector we can use instead?
NICE offers a native Salesforce CTI integration for screen-pop and basic CRM display. The Agentforce integration Emerge builds on top of that adds the AI-agent layer — reading the data and drafting responses — which is beyond what a CTI connector does out of the box.
Our CXone environment is on a hybrid configuration for our GCC compliance requirements. Does that change anything?
CXone is cloud-native, but some GCC deployments run specific data-residency configurations. Emerge reviews your setup in Discovery and confirms what is reachable via API before scoping the integration.
How long does a Pilot phase typically take?
For a single channel or queue, a Pilot phase is typically 6 to 8 weeks from kickoff to review. Timeline depends on the complexity of your CXone configuration and how many Salesforce objects the agent needs to read.
